A practical guide to finding where community can make the biggest difference for customers

Map Community to the Customer Journey
Most customer journey maps focus on interactions between the customer and the company.
A prospect talks to sales. A new customer goes through onboarding. They complete training, contact support, attend a QBR, renew, expand, and maybe eventually become an advocate.
Community often gets added to that journey as another destination: Join the community.
But community shouldn't be another stop. It should make the journey itself better.
A new customer learns from someone who completed onboarding six months ago. A customer struggling with adoption sees how another team solved the same problem. An account team picks up on a challenge before the renewal conversation. A longtime member gradually becomes a contributor, champion, and advocate.
The goal isn't simply to get more customers to engage with the community.
It's to identify the moments where community can help customers make progress.
Start with the journey
A simple customer journey might look like:
Awareness → Onboarding → Adoption → Value → Renewal → Expansion → Advocacy
Now look at each stage and ask:
  • Where do customers get stuck?
  • Where could they benefit from another customer's experience?
  • What should community help them accomplish?
That last question matters.
During onboarding, community might help customers get answers and reach value faster.
During adoption, it might expose them to new use cases and show how other teams are succeeding.
During renewal, community conversations can give Customer Success more context about questions, challenges, and interests before the renewal conversation.
During advocacy, community can give customers opportunities to contribute, teach, speak, and build relationships before they're ever asked to become an advocate.
Look for the moments where peers add something different
Not every question belongs in a community.
If someone asks, "How do I configure this feature?" documentation or support may be the best answer.
But consider:
"How are other teams like mine using this feature?"
That's where another customer can provide something your company can't easily replicate.
Look for questions like:
  • How are other customers approaching this?
  • What worked for teams like mine?
  • What did you wish you knew when you started?
  • How did you get internal buy-in?
  • What does good look like in practice?
Those are natural community moments.
Measure what happens next
Posts, comments, event attendance, and active members tell you what's happening inside the community.
They're useful, but they're not the end of the story.
Instead, ask what happened next.
Did a customer get through onboarding faster?
Did they discover a new use case?
Did your team spot a recurring problem?
Did a contributor eventually become a champion or advocate?
You don't need community to influence every stage equally. You need to identify the moments where it can make the biggest difference.
A simple way to start is to map:
Customer stage → Customer friction → Community moment → Outcome
Then ask one final question:
Where in our customer journey would customers benefit most from each other?
That's a much stronger place to start a community strategy than simply asking how to get more people to engage.
